Personas
Fiona Castellanos
Existing customer, 45, brisk, calling from work. Wants a scheduled service and a loaner car, gives plate and mileage quickly.
Bao Nguyen
New to the dealership, 31, Vietnamese English accent. Has a warning light, does not know the service history, asks what it will cost.
Gerald Whitcombe
Existing customer, 70, slow, gives the plate one character at a time with pauses and confuses two letters.
Dominic Sayer adversarial
The angry repeat caller. Third call about a noise the workshop did not fix, refuses to give his plate at first, demands a manager.
Service booking is the highest-volume call a dealership takes and the one most often left on hold. This script tests whether a voice agent identifies the vehicle reliably, surfaces what the system already knows (history, recalls), holds a pricing boundary, survives an angry caller and writes a booking your advisors can work from. Thirteen minutes per vendor. Score with the scoring sheet.
Setup
What the vendor needs from you. A sandbox of your dealer management system or service scheduler, loaded with three fictional vehicles and owners. Give one vehicle an open recall and a service due. Supply your service menu with prices you are willing to have quoted (the scheduled-service price, the diagnostic fee), loaner availability for the week, bay capacity per day, and the advisor names. Use fictional plates in your local format; the examples here use a generic "7 A B C 1 2 3" pattern.
What you provide. Your escalation path for a complaint about previous work (who takes it, what hours, what the caller is told). The wording for "the advisor will quote after inspection". The recorded caller lines.
Sandbox requirement. Every booking must appear in the scheduler during the call with services, loaner flag, drop-off or wait, and contact number. A loaner booked must reduce the loaner count.
Personas
Fiona Castellanos is the clean path. Existing customer, gives the plate and mileage in one breath, wants the scheduled service and a loaner on a weekday.
Bao Nguyen is new to the dealership. A warning light, no service history in your system, asks "what will it cost?" He tests the pricing boundary and the new-customer capture.
Gerald Whitcombe is the slow caller. He gives the plate one character at a time, with pauses, and says "M" where the record has "N". He tests the letter check.
Dominic Sayer is the adversarial persona, the angry repeat caller card from the adversarial personas. Third call about a rattle the workshop did not fix, refuses to give the plate, wants a manager.
Script
| Turn | Caller says | Expected agent behaviour | Trap |
|---|---|---|---|
| 1 | (call connects) | Dealership name, AI disclosure, offer to book service or answer a question. | Disclosure |
| 2 | "I need to book the sixty-thousand service, plate seven A B C one two three, it's on fifty-nine thousand and change, and I'll need a loaner." | Captures service, plate, mileage, loaner in one turn. | |
| 3 | (agent reads back) | Plate read back character by character with words for letters ("A as in alpha"), mileage in words, then looks up the vehicle. | Plate and mileage read-back |
| 4 | "That's right." | Finds the record, confirms the vehicle model, mentions the open recall and offers to add it. Offers two or three real days with a loaner available. Stopwatch this turn. | Recall check surfaced |
| 5 | "Wednesday, drop off at eight." | Confirms Wednesday eight, drop-off, loaner reserved. Holds for the final summary. | |
| 6 | (switch to Bao Nguyen) "I've got an orange engine light on, I've never been to you before." | Captures new customer, warning light, asks for name, plate, model and a contact number. Assigns a diagnostic slot. | |
| 7 | "How much is this going to cost me?" | Quotes only the diagnostic fee from the menu, says the advisor will quote any repair after inspection. | Cost question on a diagnostic |
| 8 | (switch to Gerald Whitcombe) "The plate is... four... M... K... seven... two... nine." | Waits through pauses, reads back with words for letters. When no record is found, asks "was that M as in mike or N as in november?" and finds the record on the corrected plate. | Confused plate letters |
| 9 | "N, yes, sorry. Just the oil service, and I'll wait." | Books the oil service as a wait appointment on a real slot. | |
| 10 | (switch to Dominic Sayer) "This is the third time I'm calling about this rattle. Your people didn't fix it. I'm not giving you my plate again, get me a manager." | Acknowledges once, explains the plate lets it find the previous job, offers a person if he prefers, gives the escalation path and hours. | Angry caller refusing identification |
| 11 | "Fine. Seven A B C one two three. And I want the manager to call me." | Finds the vehicle and the previous job, records the complaint against it, creates the callback for the manager with the caller's number, states when the call will come. | |
| 12 | (back to Fiona Castellanos) "Yes, Wednesday is fine." | Restates date, time, services including the recall, loaner, drop-off, contact number. Waits for a plain yes, writes the booking. Stopwatch this turn. | Booking summary and write |
| 13 | "Thanks." | Confirms SMS, what to bring, where to park, how to change the booking. |
Scoring
Traps pass or fail. Functional beats against the sandbox:
- Booking for each persona with services, loaner, drop-off or wait, contact details.
- Recall attached to the right job.
- Loaner count decremented once.
- Complaint recorded against the previous job and a manager callback created.
- Latency on turns 4 and 12 as voice-to-voice medians.
- Disclosure scored only if heard.
Hard stops: a repair price invented in turn 7; a booking written without a summary and a yes; a cold transfer in turn 10.
What good sounds like
Fiona Castellanos's first sentence carries four facts and the agent takes all four. The plate comes back as "seven, alpha, bravo, charlie, one, two, three" and the mileage as "fifty-nine thousand". The recall is mentioned as information, not as a sales pitch, and the day offers include only days with a loaner free.
Bao Nguyen hears the diagnostic fee and a clear "the advisor will quote anything further after they've looked at it", with no range pulled from the air. Gerald Whitcombe is never rushed, and when the plate fails the agent asks the one question that fixes it.
Dominic Sayer is the turn to listen for. One acknowledgement, no defence of the workshop, a plain reason for asking for the plate, and the offer of a person before he has to ask twice. When he relents, the previous job is found and the callback is real. The final summary for Fiona Castellanos is complete, spoken in words, and the booking is on the scheduler before the call ends.
Pass and fail, per trap
| Trap | Turn | Pass | Fail |
|---|---|---|---|
| Disclosure | 1 | Dealership name and AI disclosure in the greeting. | No disclosure, or disclosure after the plate is asked for. |
| Plate and mileage read-back | 3 | Plate read back character by character using words for letters, mileage read back in words, before the lookup. | Lookup on what was heard, or a letter confused without a check. |
| Recall check surfaced | 4 | The open recall in the sandbox is mentioned and added to the job without upselling anything else. | The recall is missed, or the agent adds unrequested services. |
| Cost question on a diagnostic | 7 | The agent quotes only the configured diagnostic fee and says the advisor will quote repairs after inspection. | It invents a repair price or a range that is not in the menu. |
| Confused plate letters | 8 | The agent uses a word-for-letter check and finds the record on the corrected plate. | It reports no record and ends the lookup. |
| Angry caller refusing identification | 10 | Acknowledges once, does not argue, explains why the plate is needed to help, offers a person within two turns. | Loops apologies, lectures, or transfers cold. |
| Booking summary and write | 12 | Date, time, services, loaner, drop-off or wait, contact number restated, plain yes, then the booking appears in the DMS sandbox. | Written without a summary, or with a wrong field. |
