The cloud platform that runs a contact centre: queues, routing, agent desktops, recording, workforce management and reporting. A voice agent either lives inside it as a feature, sits in front of it, or connects to it for transfers.

What it is
Contact centre as a service is the industry name for cloud platforms that replaced on-premises call-centre switches. They handle inbound routing, queues, agent desktops, recording, quality management and reporting, and increasingly bundle their own AI features. Most enterprises with more than a handful of agents run one.
A voice agent relates to the CCaaS platform in one of three ways. As a native feature, bought from the platform vendor. As a front door, answering before the platform sees the call and transferring into it when needed. Or as a side-by-side system reached from the platform's IVR for specific intents. Each has different integration, reporting and cost implications.
Why it matters when buying
The CCaaS platform owns the transfer path, the agent desktop that should show a warm-transfer summary, the recordings your compliance team relies on and the reports your operations team already trusts. A voice agent that cannot pass context into the desktop produces cold transfers. A voice agent that answers in front of the platform may fall outside the platform's recording and reporting, creating a gap in your compliance evidence. Bundled platform AI is convenient and may lag specialist products on latency and turn-taking; specialist products are stronger on voice and weaker on integration. Neither is a default answer.
What to ask
Ask how the agent hands a call and its context into your platform, and whether the transfer is a native integration or a plain SIP transfer. Ask where recordings of agent-handled calls live and whether they appear in the platform's quality tools. Ask how the agent's metrics reconcile with the platform's. Ask which of your platform's versions and regions are supported.
